Having worked in customer service for a long time, I have seen this plenty. Crappy service results from several factors. The biggest reason is because companies put too much emphasis on quantity over quality. They praise the people who crank out great numbers–never mind the fact that they’re doing their best, in many cases, to get you off the phone as fast as possible. Also, many customer service reps take the attitude of “that’s not my problem/area/responsibility”. Part of that comes from people being lazy, and part of it comes from lack of empowerment from management. It’s sad that the squeaky wheel gets the grease, but that’s how things usually work. There’s a book called “Raving Fans” that a previous boss asked us to read. In a lot of ways it was stupid, but the point was well-taken that companies that strive to provide the best service create lifetime customers (I think of companies like Apple and Nordstrom). These are the kinds of people that become evangelists, almost, for your company. I take pride in having an attitude that I’ll bend over backwards, if necessary, to help someone–and it’s the reason I get pissed off when I have to work with a-holes who just give whatever half-assed answer to get people’s questions off their plate.
